How to choose the right IT support contract for your business

For many Belgian SMEs, IT help still means “calling someone when something breaks”. That reactive approach costs time, money and productivity. Choosing the right IT support contract is therefore a strategic decision, because it shapes how reliable your tools are day after day. Here are the available formulas, the criteria to compare and the traps to avoid.

Three main types of support contract

1. On-demand assistance (time and materials)

You pay only for the interventions you need. This model suits very small organisations that rely on few IT tools. However, it guarantees no response time, and the hourly rate often climbs in an emergency.

2. Flat-rate plan

A fixed monthly fee covers a defined scope: updates, monitoring and routine interventions. Many SMEs pick this formula because it offers both budget predictability and responsiveness written into the agreement. Check, however, what happens when you exceed the included volume.

3. Fully managed services

Your provider runs your entire infrastructure: servers, network, security and workstations. This option suits companies that want to focus on their core business without worrying about technology. It does, however, require a solid relationship of trust and rigorous documentation.

Prepare before you sign

A provider can only commit seriously if it knows your environment. Before you request quotes for a support contract, gather a few essentials:

  • a list of your computers, servers, printers and network equipment;
  • your critical applications, without which the business stops;
  • administrator accounts, licences and existing supplier agreements;
  • your teams' real working hours, including Saturday or evening work;
  • one internal contact person who centralises requests.

With this inventory, you compare offers on the same basis, and your future support contract reflects your real needs rather than a standard template.

Criteria for comparing offers

  • Guaranteed response time (SLA): a good support contract states a maximum time to take charge of a request, for example 4 hours on a working day.
  • Resolution time: do not confuse it with response time. A technician who acknowledges your ticket within an hour will not necessarily fix the problem the same day.
  • Priority levels: an outage that stops the whole business must come before a printer issue.
  • Scope: what does the fee cover, and what costs extra? Read the exclusions carefully.
  • Availability: can you reach the helpdesk outside office hours, at weekends and on public holidays?
  • Technical expertise: does the provider master your technologies (Microsoft 365, WordPress, Next.js, AWS, etc.)?

  • Transparency: ask for a monthly report that details the interventions and the time spent.

Clauses to check before signing

  • Term and notice: note the commitment period, the notice period and any automatic renewal.
  • Exit terms: when the relationship ends, the provider must hand over documentation, access rights and passwords.
  • Data protection: if the provider accesses personal data, it acts as a processor under the GDPR, so you need a data processing agreement.
  • Security: backups, security updates and multi-factor authentication belong explicitly in the scope.

  • What first-call resolution rate do you achieve?
  • Do you use a ticketing tool so we can follow our requests?
  • Which escalation procedure applies to a critical incident?
  • Can the agreement scale up or down as our needs change?

Cost versus value in a support contract

Never pick a support contract on price alone. A cheaper but slower provider can cost you far more in lost hours during a critical outage. Instead, compare the monthly fee with what a day of downtime means for your company: missed revenue, idle teams and unhappy customers. Add the cost of missed deadlines and of work you must redo.
